Step one: the operator's support team

Every complaint starts with the operator, because only it can see your account, transactions and verification file. Before writing, collect the facts in one place:

Send it in writing — chat transcripts can be saved, emails keep a record — and ask for a ticket number. Keep your tone factual. A clear, dated complaint with references is answered faster than a long message that has to be decoded.

Disputes that come up most often

A deposit that did not appear. Mobile-money transfers usually reach the balance quickly, but a delay can happen on either side. Check that the money actually left your wallet, then send the transaction code to support. Remember that Kenya charges a 5% excise duty on the amount credited to a betting or gaming wallet, collected by the operator, so a smaller credited figure may be the duty rather than a lost payment.

A withdrawal stuck in "pending". The usual cause is incomplete verification or a name mismatch between the gaming account and the mobile-money line. Kenyan law requires proof of age before a prize is paid, so a request for your national ID card or passport at this stage is expected. Send the documents and ask what else is outstanding.

A closed or restricted account. Ask for the specific clause relied on and for your remaining balance. Under the Gambling Control Act, if no transaction is recorded on an account for three months, the licensee must remit the balance to the player.

When the operator does not settle it

If you are dealing with an operator licensed in Kenya and its final answer does not resolve the dispute, the statutory route is a complaint to the Gambling Regulatory Authority of Kenya (GRA). The Authority's website carries a complaint form; we do not link to it while the site has security problems, so open it by typing the Authority's name into a search engine and checking you are on the official domain. Attach your ticket number, the operator's final reply and your evidence.

The Gambling Control Act, 2025 also gives a specific right for online play: a dispute arising from online gambling may be appealed to the Gambling Appeals Tribunal within 14 days. Fourteen days is short, so keep copies of everything from the start and note the date of each decision you receive.

Some operators also name an alternative dispute resolution (ADR) service in their terms. If one is listed, its decision process and fees are set out there. An ADR scheme abroad is not a substitute for the Kenyan routes above when the operator is licensed in Kenya.

If the operator is not licensed in Kenya

This is why we ask readers to check the licence before depositing. If the company behind a brand is not in the GRA list of licensed gaming companies, the Kenyan complaint and tribunal routes may not reach it, and you may be left with the operator's own process and whatever its foreign licence offers. The 2026 regulations make it an offence to host, process payments for or otherwise service an unlicensed gambling platform, but that does not by itself recover a player's money.
